Overview

Under the guidance of the Sainsbury's design team, a group of five students from Loughborough University worked on an industry project brief titled: 'How can a national UK food retailer focused on convenience and speed of check out, best use self-checkout to improve its customer experience?'

Research Methods

Affinity mapping: to identify key patterns across all the research methods.

Prioritisation Matrix: to highlight key insights based on their impact on retail loss management and the experiences of both customers and staff, helping us select the most relevant insight to move forward with.

The Problem

The current self-checkout experience leads to long and uncertain wait times, often requiring staff assistance. This results in a negative overall experience for customers, reduced work efficiency for staffs, and occasionally unpleasant interactions between both the parties.
How Might We (HMW)
optimise the self-checkout process at Sainsbury's by improving staff's work efficiency and customer waiting experiences?

User Journey Map

Brainstorming Ideas

Idea 1 & 2
Providing a digital screen with visible till number will help the users to identify which till to approach, minimising confusion and frustration.

Idea 3
Wait time can be enhanced by giving interactive features for better user engagement like scratch card, fun facts, short games etc.

Idea 4
Traffic light is a universal system to visualise status, progress and alert, can be used for streamlining staff's choice better and let them know who's waiting for longer.

Low Fidelity Designs

Low Fidelity User Testing

We curated a Sainsbury's self-checkout environment. The purpose of this testing was to understand how customers (2 Participants) perceive waiting time experience with the new low-fidelity prototype. Moreover, we interviewed a staff member to understand her views as well.
  1. Digital Queue Management

“ I like the idea of having a digital choice over a staff at the self-checkout entrance."

“Scratch game for coupons makes me feel like gambling. It could create a lot of legal issues."

  1. Traffic Light System

“The traffic light system is a good idea as I can see which self-checkout till to go to first."

“ A yellow light signal shows that I need to prepare—but it would be better if it also indicated what I need to prepare for."

Mid-fidelity Designs

  1. Digital Queue Management

A digital screen to better inform the customers waiting to enter self-checkout and leading them in the right direction without any confusion and awkward interaction with a staff. Also, providing staffs more time to tackle other issues in hand.

  1. Scratch Game

Make customers waiting experience better by giving them interactive screen features to keep them engaged and an opportunity to learn something new as well.

  1. Traffic Light System

A system of lights and icons to better inform the staffs when they are in a rush and assisting them in making a right decision while working at a self-checkout area.

Key Benefits

1
Reducing staff’s workload allows them concentrate more on managing retail loss and help benefit the company.

Limitations

Self-checkout is used by customers of varied age, preferences and accessibility needs, so designing a one-size-fits-all solution in the given time was a challenge. Achieving an inclusive experience require multiple user testing and iterations leading to best results for the future.

User testing with low-fidelity prototypes in a curated scenario may not fully capture the real pain points of stakeholders or the environment. As a result, testing insights might differ from the actual store self-checkout setup.

Next Steps

1. Scratch Game: Add more playful tasks during waiting, such as mini polls, short games and validate through user testing.

2. Adapt remote problem-solving methods for the staffs without going to every self-checkout till.

3. Light Signal: Categorise and add more indicators for other common issues that customers face during self-checkout process.
